Centrical Debuts a Workforce Orchestration System, Reimagines Contact Center Performance Management

Centrical has launched a Workforce Orchestration System to reimagine contact center performance management.

Today, performance management is mostly a manual endeavor.

Yes, many contact centers have automated quality scoring. However, few have automated the most important part: what comes next.

Typically, leaders must still manually translate quality scores into recognition and improvement opportunities, develop tailored coaching plans, and reinforce learnings to drive sustained performance change.

At the same time, disconnected insights, objectives, and leadership teams obscure the process.

As a result, many automated quality assurance (QA) initiatives haven’t delivered the performance gains they promised. Not because the technology doesn’t work, but because the ecosystem around it isn’t set up to act on the insights it surfaces.

That’s where workforce orchestration comes in.

What Does the Workforce Orchestration System Do?

The Workforce Orchestration System sits atop Centrical’s connected ecosystem of contact center quality assurance (QA), coaching, gamification, AI roleplay, and employee recognition tools.

There, it provides a natural language interface through which team leaders and quality analysts can outline their desired outcomes for individual reps and entire teams.

These outcomes could be anything from: “Bring this team of new recruits up to proficiency within six weeks,” to: “Lift tier-2 CSAT by 5% before peak season.”

From there, the Workforce Orchestration System analyzes opportunities to reach these goals and “orchestrates” a connected learning, coaching, and gamification experience across its solutions, along with dashboards to monitor its success.

Leaders can review, tweak, and approve the programs before roll-out.

Meanwhile, the system learns over time, monitoring each program’s impact on the stated goal, spotlighting patterns, and dynamically adjusting to improve future results.

“Organizations don’t need more information; they need execution,” concluded Gal Rimon, CEO & Founder of Centrical.

“The Centrical Workforce Orchestration System changes how quickly businesses can move by building and running the performance programs needed to achieve a business goal, then getting smarter with every cycle, while keeping people in control of the decisions that matter.”

How Exactly Does the Workforce Orchestration System Work?

Centrical has developed a library of programs, playbooks, and skills built up over a decade of delivering contact center performance management solutions.

The organization then layers over its own context, including operational knowledge, company policies, and regulatory requirements.

All this comes together to form foundation of Centrical’s “Frontline Cortex,” which understands how the business operates.

The Frontline Cortex also includes a living context graph that connects goals, roles, metrics, departments, program elements, and employee behaviors. This allows the system to continually learn and adapt to the business.

As it does so, it learns which interventions most effectively change the agent behaviors that drive the outcomes contact centers care about most. From there, the system can continually optimize recommended programs.

The Hot Take: Performance Management Becomes Future-Proof

According to Opus Research, 80% of companies have implemented some form of voice agent system, ranging from conversational IVR to increasingly common, more sophisticated AI agents.

Will these agents replace human reps altogether? It’s unlikely. After all, contact center demand isn’t neatly made up of common intents. Edge cases are rife. These often don’t make financial sense to automate, and aren’t disappearing any time soon.

However, AI agents will change the human rep’s role, and the skills and behaviors they need to succeed, creating new performance management requirements.

Centrical believes this is why a Workforce Orchestration System that automatically evolves with the business is key, and industry figureheads support their view.

“The next generation of customer service technology will need to do more than measure frontline performance,” added Jim Davies, Analyst and Executive Partner at Actionary.

“The real opportunity is to connect strategic intent directly to the behaviors, capabilities and actions required to deliver it. Centrical’s approach is notable because it treats performance as a continuous execution problem, rather than a reporting or training problem."

Early results appear promising, with one early-adopter in retail achieving an eight-point increase in its CSAT score, less than a month after launching a campaign through the system.

That underscores the benefits of a connected learning strategy that ties agent performance to outcomes, draws learnings, and reinforces those through coaching and gamification.

Centrical’s Workforce Orchestration System delivers that strategy, and it's now available for early access to interested organizations.
